Lesson 13 · By Greg Starmack
Consistency Isn’t Sameness.

I’ve heard a lot of companies talk about the importance of consistency.
And they’re right. Consistency matters.
But somewhere along the way, consistency started to mean that every employee should use the same words, follow the same script and deliver the exact same experience.
That’s not consistency.
That’s sameness.
And sameness has a way of taking the humanity out of an experience.
The best brands I’ve worked with were very clear about the promise they wanted to make. But they also trusted their people to use some judgment in delivering it.
Sometimes that meant solving a problem in a way that wasn’t written in the handbook.
Sometimes it meant allowing a property to reflect the personality of its location.
And sometimes it was simply an employee recognizing what a customer needed in that particular moment and responding like a human being.
None of that weakens a brand.
In fact, I’d argue it makes the brand stronger.
The goal shouldn’t be to make every interaction feel identical.
The goal should be to make sure every interaction feels true to the promise.
Consistency means keeping the promise.
Not repeating the performance.
