The Guest Wasn’t Angry. They Were Disappointed.

One of the biggest mistakes I've seen in business is assuming an unhappy customer is angry.

Most of the time...

They aren't.

They're disappointed.

Over the years, I sat in countless meetings after a negative guest review. Someone would inevitably say, "You just can't make some people happy."

I rarely believed that.

When you looked a little deeper, the guest usually wasn't upset because something went wrong.

They were upset because someone had promised one experience...

...and delivered another.

The room wasn't what they expected.

The service wasn't as attentive as they had imagined.

The "luxury experience" felt ordinary.

The frustration wasn't about the mistake itself.

It was about the gap between expectation and reality.

That realization changed the way I thought about marketing.

Marketing isn't about creating bigger promises.

It's about making the right promises.

Because every advertisement, website, social post, and sales presentation creates an expectation before a guest ever walks through the front door.

Operations has to deliver on that expectation.

The best brands understand this.

Marketing and operations aren't separate departments.

They're partners telling the same story.

One invites the guest in.

The other proves the invitation was worth accepting.

After 3 decades working with brands and leaders, I've come to believe something simple:

Marketing makes the promise.

Operations keeps it.

When those two work together, guests don't just leave satisfied.

They come back.
